Assessing claims and policyholder service

The customer-facing half of insurance — taking the loss report, and explaining a decision that costs the policyholder real money.

This family is deliberately the conversational half of insurance operations, and it should be read alongside the file-adjudication view in `risk-compliance-insurance-operations` rather than instead of it. The distinction matters for hiring: adjudicating a file correctly and telling a distressed human being the answer is no are two different competencies, they are rarely strong in the same person, and most screening processes test one of them or neither. A candidate who can reason cleanly through policy wording but folds the moment the claimant gets upset will settle claims that should be declined. A candidate who is wonderful on the phone but sloppy with the wording will create the opposite problem and a paper trail that a regulator can read.

The first notice of loss call is the emotional peak of the entire insurance relationship. It happens after a house fire, a crash, a bereavement, a business interruption — on what is very often the worst day the customer has had that year — and it is usually staffed by the most junior people in the operation and screened with a competency interview about a time the candidate went the extra mile. Downstream, the decision call is the other pressure point: explaining an excess, a depreciation calculation, a partial settlement or an outright denial in language the claimant can accept, without either caving or hiding behind the policy document. Any claims operation can separate its own complaint volume into decisions that were wrong and decisions that were defensible but badly explained. Hiring for file accuracy alone addresses only the first pile, and it is worth asking a claims director which pile is bigger before designing the screen.

Two boundaries should be explicit to any buyer. First, licensure: requirements for adjusters vary by state, some states require prelicensing education or an exam, and in some states adjusters employed by an insurer can work under the company licence. A simulation ranks handling ability; it does not and cannot verify a credential, and the employer must treat licensure as a separate gate. Second, fraud. Recognising a genuine inconsistency in a loss narrative is a real and valuable competency, and it is assessable — the candidate should escalate the inconsistency between the reported timeline and the documentation. It must never be assessed as a judgment about the claimant themselves. Any scenario that rewards a candidate for treating a person as suspicious based on manner, hesitancy, accent or circumstance is building a discrimination engine, and the mark scheme should say in writing that the escalation must cite a fact in the file.

The work is a judgment applied to a messy file and then defended out loud to the person it affects. A structured judgment scenario plus a live call with the claimant reproduces both halves, and the written decision letter is the third.
