Assessing inbound customer support

High-volume inbound roles where the entire unit of work is resolving one stranger's problem inside one conversation.

This is the narrow, highest-volume cut of customer operations: inbound only, one contact at a time, no book of accounts and no revenue target. The person picks up a queue item from someone they have never met, works out what actually went wrong, decides what the business can do about it, and says so. Everything else — product knowledge, system navigation, tone of voice — is trainable inside a fortnight. The part that is not trainable in a fortnight is judgment about commitment: what you are willing to promise to a person who is upset with you right now.

Two structural facts should shape how this family is screened. First, the hiring is replacement hiring at enormous scale — roughly 289,500 US openings a year in an occupation that is shrinking — so the binding constraint is cost and speed per candidate, not depth. An assessment that takes ninety minutes will not be run. Second, the easy contacts are the ones being automated away, which means the residue reaching a human is systematically harder than the average contact these teams were hiring against five years ago. The role is getting narrower and more demanding at the same time as the headcount falls. Screening built for the old job description will select for the wrong thing.

The failure modes are specific and observable, and they are the same ones every quality team writes up: over-promising a resolution time to fill an uncomfortable silence; escalating three turns after the point where the call was lost; processing the stated request without noticing the customer has described a different problem; and writing a case note that records the mood but not the commitment, so the next agent restarts the customer from zero. The status quo — CV sift, an agreeable phone screen, sometimes a typing test — observes none of this. A typing test measures throughput, which workforce management already measures directly from week one. What no current step observes is the candidate holding a line with someone who is angry and partly right. Note also that most of these teams are no longer voice-only; the NICE survey found 79 percent of respondents say their agents handle multiple channels, so the written artefact carries real weight rather than being a nice-to-have second task.

The job is an unscripted conversation with someone who is already annoyed, followed by the written record of what was promised. A live simulated call plus the note that follows it is the work itself, not a proxy for it.
